VSG has provided security services to retail malls since 2001 and its first contract with Castle Quay Shopping Centre in Banbury, Oxfordshire. We have since grown extensively in this sector, to deliver security services to over 125 shopping centres across the UK. Representing 34% of VSG’s revenues, it is our largest single sector. We provide security services to 38% of the top 40 shopping centres in the UK.

The retail mall industry has changed significantly since 2001, with digital technology changing the buying process across retail as a whole, and click-and-collect poised to reinvigorate the high street experience.

Competition within the retail mall industry is fierce, and developments built just 15 years ago need to be refreshed and aligned with more modern complexes, to meet the increasingly high standards of shoppers and retailers alike. Customers expect great venues that are safe and clean, and whose ambiance reflects the retailers inside them. Retail malls have to deliver ‘experiences’, to drive sales and increase dwell time inside them. Our Security teams play a key role in creating an environment that is not only safe and secure but also drives customer service excellence, contributing to each customer’s journey positively.

Sizeable investments are needed to create retail destinations, and rental rates and service charges are constantly under scrutiny. Retailers demand great services, and investors need to ensure that services such as security offer great value to centre tenants. VSG has raised the perceived value of security through training aids, toolbox talks and profit protection initiatives, to support tenants’ operations and ultimately drive footfall and dwell time.

Nowadays, retail malls must offer food and entertainment to help develop a thriving evening economy (as well as boost car park use). Customers expect great food from leading culinary brand names, as well as all the latest movies. While events become an everyday part of a mall’s operations - creating great theatre and attracting significant visitor numbers - they also bring with them new crowd control and life safety challenges.

To conclude, being a great retail mall operator today does not guarantee you the number one starting position in tomorrow’s competition. Innovation and the creation of value are vital if the digital revolution in shopping is to have a positive impact on the success of retail malls. Since 2012, VSG has been AON’s sole provider of security services, providing manned guarding, mobile and keyholding solutions to their UK portfolio, including their estate in Devonshire Square.

Within the AON Centre, our team manages the UK and EMEA Control and Command Centre, which services all premises alarms, along with pass production and escalation and incident management.

A SEAMLESS TRANSITION

Working closely with the corporate security team, VSG successfully managed a significant change management programme for AON, as they moved their main estate from Devonshire Square to The AON Centre (122 Leadenhall Street) in June 2015.

Providing a seamless transition, VSG worked closely with the AON team to design the security concept, which involved outlining expectations, site operating procedures, risk assessments, building processes and the level of customer service required within such an iconic building in the heart of the City of London.

Factors underpinning this successful transition included the calibre of the management and security team. Robust development programmes and assessment centres were used to raise the skillsets of the existing team members, while recruitment campaigns were launched to find new team members, including people for concierge roles.

The newly formed team took over the building in May 2015 and during transition provided AON colleagues with new access control passes and supported them with various aspects (such as passes, control and lifts, including a highly automated lift system) as they learnt to use the building.

EXTENSION OF A SUCCESSFUL PARTNERSHIP

VSG has just been awarded a two-year extension demonstrating the continued partnership between the two organisations. Recent innovations include live scenario testing for the Control and Command Centre, including for hostile reconnaissance and unexploded ordnance, as well as working with the City of London Police on a firearms exercise.

VSG began working with B&Q in 2005 to supply security officers across their stores, distribution centres and head office. This successful partnership has evolved over time, with VSG having now become an integral strategic partner for B&Q in organised crime prevention, detection, investigation and recovery.

Success through great people and teamwork

The success of the partnership is down to the people employed to lead and work on the account. They take time to listen, understand their needs and support their business objectives.

The Crime Centre, which is based in VSG HQ, is a great example of how the partnership has evolved. The Centre acts as a crime intelligence hub for the UK and is delivered by a team of specialists.

The team has achieved exceptional results in terms of convictions and tangible return on investment, and won two prestigious awards at 2015’s Retail Fraud event.

Driving communication and reporting with an innovative app

The pioneering approach continues into 2016 with the launch of the B&Q app. This software solution will enable teams to capture data at source and provide quick communication in and out of the Crime Centre. The data will provide an intelligent approach to reporting and the deployment of staff, ultimately increasing return on investment to B&Q.

Creating a safe and secure environment in an iconic property development

As Canary Wharf continues to grow and develop, the resident population increases and with it the area’s night-time economy. VSG’s presence to create a safe and secure environment is a key contributor to the success and reputation of Canary Wharf.

Selecting, recruiting and developing the very best people

The key requirement of the contract is to recruit and retain high-performing personnel who reflect the very high standards of performance required to work within the development. The contract also requires VSG to provide immediate cover to the in-house security team employed by CWML. This demanding contract is managed by our dedicated account team, focussed on finding, selecting, training and developing great security personnel

After our first year contracted to CWML, we had over 120 dedicated security personnel working on the contract, while performance against our very stringent SLA had exceeded the expectations of the client. In our first year of service, we were also awarded the New Cross rail development, requiring an additional 28 dedicated staff for this new retail environment.

Successfully retaining existing business and winning new business

In March 2015, Canary Wharf tendered both their manned guarding security contracts. VSG not only retained its existing business but was also awarded the second contract. This led us to increase the size of our security team to 230 people. This second part of the contract saw us providing security personnel into key multi tenanted buildings across the Wharf.

Underpinning our success has been the ability to search for and recruit security personnel who are capable of passing the stringent assessments of the client. We have achieved this through proactive partnerships with local recruitment agencies, a great onboarding programme and a solid career development platform for all staff engaged with the contract.

Canary Wharf Management Case Study

Canary Wharf is one of the most iconic property developments in the world, with over 97 acres of prime office and retail development. Hosting over 120,000 daily workers, it truly is a ‘city within a city’.

Security is a major priority for Canary Wharf Management Ltd (CWML). In 2014, VSG was one of two key contractors appointed to provide manned guarding services to the retail estate and the main tower at One Canada Square.

Background

Following VSG’s establishment in 2000, Jones Lang LaSalle (JLL) was our very first client when we were awarded a single site in Banbury. Over the years, through both organic growth and competitive tender processes, our business with JLL has grown to more than £12m per annum in revenues.

A long-term strategic partnership

Our greatest achievement in the last five years was when we secured three UK regions for JLL for the provision of security services in early 2014, a contract with an annual value of £35m and the largest single contract ever won by our business. This included the much sought-after London Region, worth over £18m in its own right. The award sees VSG as JLL’s primary supplier with the lion’s share of the business. As a result, our dedicated client function acts as Gold Command for incidents, and our programmes and initiatives have been rolled out to all other suppliers.

This contract is a true achievement not simply because of the size and prestige of the contract, but because it exemplifies what we consider to be our best-in-class services. Moreover, it represents the culmination of a genuine, long-term strategic partnership that enabled us to truly understand the needs and objectives of our client, and create game-changing solutions that fully meet their long-term goals and vision.

Service, Sustainability, Excellence and Advantage

In 2014, JLL commenced a tender process to appoint suppliers to seven UK regions, which were constructed differently to the previous regional layout, effectively meaning that both VSG and other suppliers’ existing business was all at risk. The aim of the process was to appoint providers who could deliver JLL’s ‘SSEA’ agenda (Service, Sustainability, Excellence and Advantage), which was designed to generate real change and improvement of services. VSG was the only provider successful in qualifying as a final bidder on all seven regions.

Our winning solution

Aside from the length and strength of relationship, our success was largely due to our creation of a branded programme of initiatives and services specifically tailored to meet the key aims of the SSEA agenda. Branded ‘Securing’, they were designed by us to meet and exceed JLL’s specified requirements, vision and objectives.

Our relationship developed further in 2014, with VSG awarded the contract for the complete estate, which added another six shopping centres to the portfolio, and a further shopping centre in April 2016.

The team consists of around 500 officers/managers, who are trained to the highest level. They are dedicated and passionate about the service they deliver and consistently go the extra mile to engage with and assist members of the public.

Working together and building a strategic roadmap

We engaged with Hammerson at a national level to build a strategic roadmap for the next three years. Through a variety of VSG-led workshops, meetings and surveys, we worked together to establish partnership expectations for the coming years, and devise plans to meet those expectations. This culminated in a pictorial representation of a roadmap supported by a comprehensive business plan. The business plan detailed seven workstreams, with VSG drawing up an action plan with agreed timescales and responsibilities.

Adopting a holistic approach to safety in a collaborative partnership

Managers assume responsibility for delivering training (Stay Safe, counterterrorism advice, evacuation plans, table-top scenario planning) to a broad range of stakeholders (retailers, cleaning staff, centre management). Communication links are actively forged at centres, with briefings attended by people from both VSG and Hammerson. Firm efforts are made to enhance the skill base of all security staff in the light of the current counterterrorism threat: to this end, behavioural detection training is being introduced across all centres, driven by VSG.

Proactive measures help build strong collaborative partnerships with the local police at each centre and develop a problem-solving approach to specific issues (e.g. youth disorder, anti-social behaviour and theft). VSG engages on a national scale to share good practice (BCSC/PAS) and develop innovative means of sharing intelligence with trusted partners.

Contract growth

The Hammerson contract is particularly dynamic and has grown considerably in the past 12 months. There are currently expansion plans underway at Cabot Circus, Victoria and Westquay, all of which include considerable growth in the security provision. VSG has developed an extensive training and mobilisation plan for growth sistes, to ensure seamless service delivery, linking in with Hammerson to ensure our recruitment processes are aligned and fit for purpose.

Driving quality service through a robust performance management process

VSG gathers a wide range of performance data to continuously improve the service it provides, identifying trends in performance, targeting areas for further development, and reporting regularly to the client locally and nationally. This effective performance management process drives service delivery across the portfolio and drives healthy competition between the centres. VSG actively engages in the sharing and reporting of good practice (ROAR) and delivers a comprehensive reward and recognition programme (internally and externally) that boosts quality, consistency, continuity and staff retention across the contract.

Hammerson Case Study

VSG began its relationship with Hammerson in November 2011 when awarded the contract for security, customer service and shop mobility at Silverburn, Glasgow and Centrale, Croydon.

Within the first 12 months of its mandate, VSG was implementing the ‘Best Operating Model’ at both locations through a complete restructuring of the teams. Thanks to this successful implementation, VSG was awarded a further contract by Hammerson – this time for Union Square, Aberdeen - in November 2012.

Logistics Synergies Project

Over a period of 2 years, VSG undertook a project to look at new ways to reduce risk and cost across 24 distribution centres whilst enhancing the security provision. The proposal was that VSG would reduce the manned guarding team at each Argos location and integrate the service with a technology solution that would include – Increased Perimeter Detection, Gatehouse Access/Egress Control, Fire Door Remote Monitoring with CCTV Verification (both site based and ARC controlled), Fire Alarm Remote Monitoring and Automated Stop & Search.

The end delivery to Argos was a £2.4m annual saving with an investment of £1.6m. The first year saving was £800,000 including systems investment.

Genetec

VSG are currently working alongside Genetec – the leading global provider of world class unified IP-based security solutions to deliver a comprehensive systems integration project across the network of Argos stores. CCTV, Access control and Intruder Alarm systems are integrated through a single security centre, allowing remote visibility and improved security process. The investment will allow greater control of the holistic security function, as well as reducing waste, admin time and cost across the profit protection function.

VSG have worked in partnership with HRG for over 10 years and have developed holistic security solutions across all service streams including retail stores, distribution centres and corporate office locations.
