EMPLOYMENT HISTORY:

GDF SUEZ International Power\EngieIT Manager of Infrastructure, Operations & Help Desk North America Oct 2012 – present

As IT Manager of Infrastructure, Operations & Help Desk for North America my role is comprised of three primary areas of responsibility:

1. Infrastructure Operations Manager2. Help Desk Operations Manager3. IT and Infrastructure Project Manager

1. Infrastructure Operations Manager responsibilities include:

Server Build Approvals – Business unit or IT members requesting servers must submit their request via our ticketing system Service pro. Once I receive notification, I review the request criteria to determine approval, this includes reason for the request, server resources, server role, number of servers, and timeframe of delivery. Once the criteria has been reviewed and I provide approval the server can be commissioned as part of our operational server build process.

Testing of all IT driven user facing deployments: I am responsible for the testing off all IT related user deployments before enterprise rollout. Examples of this are MS Office upgrades, Citrix Client, Skype for Business, Bit9 and Carbon Black, Appsense, and mobile apps such as Symantec VIP to name a few. Basically any solution implemented by Infrastructure that will directly affect the user experience must go through my test methodology before it can be approved.

The phased testing methodology consists of:o Deployment to test machines in the lab environment o Deployment to helpdesk workstations, testing performed by technicians.o Deployment to designated IT pilot groupo Deployment to all of IT and specific BU members who are IT friendlyo Once the previous phases are completed successfully and the results are documented, we

are able to move forward with enterprise rollout.

Maintaining and updating the corporate standard desktop image: My team is charged with creating and maintaining the Windows 7 corporate desktop image for all standard hardware platforms. This includes OS version, MS Office products, IE, antivirus, Adobe, standard

corporate apps, and all hardware drivers. In addition to installing and testing all Microsoft and application based security updates. This is an ongoing process as OS and software updates are constantly released.

Approval of all admin accounts: Users requesting admin rights on servers or desktops must approved by myself or upper management. This includes developers, contractors, and IT support specialists from other departments within the business units.

IT based Enterprise communications to the North American user community: I draft and send out any departmental communications from IT to the enterprise NA user community. These can range from patch weekend and other planned outages. To updates regarding production issues, and planned technology releases. The communications are sent to all of North America including Mexico and Canada

Enterprise hardware refresh of workstations: This is the ongoing replacement of all desktops and laptops 4 years or older. The scope includes POC corporate as well as the North American plants, all older workstations are decommed, and replaced with newer laptops or desktops. User applications and data are migrated to the new workstations. The hard drives are removed from the older machines and wiped, then the older equipment is disposed of or donated.

VTC Implementation and support: This is the design, implementation, and support of our Video Teleconferencing Infrastructure. This includes our multiple conferences rooms, cameras, TV’s, projectors, and audio equipment. Our system is managed by TMS, via use of the VCS, and MCU, which allows conference bridging with our Houston corporate office to connect globally with France, Mexico, the UK and others. Our cameras are fully integrated and models include Cisco XS-20’s, XS-40’s, and XS-80’s.

2. Helpdesk Operations Manager:

The Engie helpdesk provides local and remote support for more than 2800 users throughout North America. Tickets are submitted via phone calls or emails and are then addressed by level 1, 2, or 3 technicians. If Level 3 techs are unable to resolve the issue it is then escalated to infrastructure. The helpdesk uses Bomgar for remote support of corporate workstations, and SCCM for software deployment.

As Helpdesk Operations manager my role includes:

Defining and maintaining SLA’s, managing customer expectations and relationships - I created the SLA and escalation matrix for our North American helpdesk. Calls and tickets are addressed initially by our Level 1 technicians. If the issue cannot be diagnosed and resolved within 15 minutes, it is escalated to level 2. The level 2 technicians have 2 hours to resolve the issue, if not it is escalated to Level 3 or infrastructure. Technicians are measured on three primary criteria:

o Tickets closedo Responded within SLA

Page 4: CDiaz Updated Resume

o Resolved within SLA

Our helpdesk annual performance numbers for the last four years average 96% for Responded within SLA, and %92 for Resolved within SLA

Creating and maintain a current system of knowledge database within out ticketing system. We built The SOK database which contains over 200 documented solutions for support issues, and allows technicians to resolves issues efficiently by following scripted and documented resolution steps. Anytime a tech uses a SOK article it is recorded and attached to the SOK entry and the ticket for quick reference. 70% of all tickets submitted to Helpdesk are closed by L1 technicians using the SOK database

Provide helpdesk performance reports to upper management on a monthly, quarterly and annual basis. This information is very useful for examining support trends throughout the environment. It can show where technology is not meeting expectations or identify reoccurring issues as result of procedures, applications, or systems. The reports can also show how new technology solutions have added value by positively impacting the user environment.

Manage and approve budget purchasing of systems, applications, or tools that can be used to add value to the Engie support environment. I also have the responsibility of submitting the annual budget requests for the North American Helpdesk, this includes estimates for software, hardware, licensing, projects and staffing.
