Retail Zoo is a perfect example of this “brand stable” strategy in action as the parent company of three successful Australian franchise systems — CIBO Espresso, Boost Juice Bars and Salsa’s Fresh Mex. Franchise

Buyer recently caught up with their Global Business Development Manager, Olivia Elsley, about how the franchise system works.

Although Boost Juice Bars, CIBO Espresso and Salsa’s Fresh Mex are all individual franchise brands, they all fall under the Retail Zoo banner, with many of the resources shared among the three businesses. Of course, the most well-known brand amongst the stable is Boost Juice Bars, with the inspirational founder and entrepreneur Janine Allis still very much

single-brand operators creating a “stable” of brands under the one broad management structure. Taking their expertise and success in their single brand

also allows them to enjoy efficiencies in many aspects of the business that would not otherwise have been possible for a brand on its own. By Emma Webb

involved with all three brands.Areas such as leasing and shop fitting for all brands are

taken care of by Retail Zoo, while each brand has its own general manager and marketing team. “The whole back of house is run in silos to ensure the integrity of them as individual brands to the marketplace,” Olivia says.

As if looking after three franchise brands does not keep the team at Retail Zoo busy, Olivia says they are always on the lookout for suitable brands to acquire. “As a multi-brand

management company, we are always looking for opportunities,” she says. “We are always looking in the food retail niche, but the opportunities need to be the right ones so that they are the right fit for our entire business.”

Retail Zoo is not only looking to expand through acquiring other brands,

but it is also looking to grow through its existing franchisees. “Our number one challenge is selecting the right franchise business partners to maintain the original culture of the brand from when it commenced and having new partners become that culture and keep up the intensity and energy levels,” Olivia says.

She adds, “When a franchise brand starts and customers love it, they then want to multiply it to experience that brand in many other locations. The challenge is keeping the authenticity of the brand and maintaining this, as you add new sites and new franchise business partners into the business.”

“Our goal is to grow the core business, which is the single franchise business of the single storeowner. This is our key focus in all that we do, as that success then leads to the single storeowner becoming a multi-storeowner, which means the brand continues to grow.”

“A lot of brands measure success in store number growth. The goal of Retail Zoo is to have franchisees making more money in more sites of their business and not growing Retail Zoo at the expense of the franchise business partner.”

“It was a foundation principle of Boost to be very partner-focused and this has not changed, and in my experience, this is a refreshing approach in the industry.”

Remaining competitive is about staying ahead of the game,

according the Olivia, who says Retail Zoo is investigating new ways of delivering its offerings to its customers. “We are certainly looking at ways to make it easy for customers to utilise our brands through the digital space,” she says.

“The challenge is always getting customers to utilise digital contact with shopfronts as an impulse. We are working on new technology, which is all about making it easy for customers to interact with us and not be at the shopfront but having the product ready for them when they want it, recognising your customers and being aware when they arrive in the proximity of your store.

As far as where the three Retail Zoo brands are expanding, Olivia was quite clear. “Some may not realise that Boost still has a lot of new store growth in regional and metropolitan stores, so this is an area we are focused on. As for CIBO and Salsa’s, we have a broader national expansion strategy in place for both brands.”

“We are employing a lot of data to site selection, so we are able to see and articulate a lot more opportunities. I am firm in the belief that the future of location expansion in the franchise sector is all data-driven, so this is something to be on the look out for when considering location opportunities in any type of business and from any franchise system.”

Customer Service Institute of Australia, the country’s leading independent customer service organisation, has recognised Australia’s most outstanding customer service-driven organisations and individuals in the

2015 Australian Service Excellence Awards, presented at a Gala Dinner held on 28 October 2015 at the Crown Palladium Ballroom, Melbourne.

In the 15th year of the awards, the “Best of the Best” was awarded for the first time to Brisbane City Council for its Customer Focus Team’s tireless work with both individuals and departments to ensure that the voice of the customer is always represented and considered along with increasing their focus on delivering great customer experiences. BCC also won the “Customer Service Team of the Year Award”.

There were 12 national organisational winners, including HCF, American Express, Mirvac Retail, Ivy College, Maui Jim and Signet, and 30 award categories overall that cover a broad spectrum of organisations from across the country. This year also saw the introduction of Highly Commended awards, of which 24 were given.

Olympus Australia’s Customer Experience Centre won “Customer Service Project of the Year” for bringing a new dimension to the concept of customer experience with a custom-built, state-of the-art, hands-on medical facility.

In the highly competitive individual awards that recognise a passion for customer engagement, Harbour City Ferries’ Grant Richards took out the coveted “Customer Service Advocate of the Year Award” and Ahmed Belrhachi from First Contact won “Customer Service Professional of the Year”.

The world’s fourth largest employer, ISS Facility Services, was strongly represented in the individual categories, taking home 3 of the 11 awards: “Customer Service Executive of the Year and, Customer Service Manager of the Year”, with Darryl Prince winning “Chief Customer Officer of the Year” Awards for the second year running.

CEO of CSIA, Anouche Newman, said, “There were a significant number of strong entries this year, and all of an incredibly high standard. The winning organisations and individuals are those that continually focus on keeping customers at the heart of everything they do. We believe customer service is fundamental to the success of every business. 1Vegetarian alternatives to go mainstream. Dairy, gluten and meat alternatives will no longer just be

consumed by those with dietary needs.

2 Less processed foods, more natural. Consumers will continue to be concerned with eating natural and “less

processed” food products.

3 Sustainable practices will be necessary. Food manufacturers will be required to demonstrate their

credentials in environment and good sustainability practices.

4Eating for the body and beauty. Consumers will have an increased focus on eating for beauty.

5Matching food with exercise programs. The connection between exercise and diet will increase, as more people

become concerned with matching what they are eating with training programs. As consumers progress in exercise regimes, they will want their diets to progress and evolve to match.

6Verifying claims. In 2016, consumers and regulators will continue to insist that all brand origin and stories be better

verified.

7Matching diets with DNA. Recent consumer interest in “ancient grains and superfoods” will result in consumers

seeking to match diet with their personal physiology and diets that connect with their ancestry or genetic make-up.

8Social media is key. Social media will continue to play a significant role in the way people eat. Consumers will

continue to share pictures and stories about their food on platforms like Facebook and Instagram.

9Single meal portions. “Across age groups, more consumers are living in single-person households occasionally eating

meals alone. These meals for one require right-sized products and packaging as well as promotions that further erode any stigma of dining solo,” said Mintel ’s Global Food and Drink Analyst, Jenny Ziegler.

10Fat is no longer to be feared. There will be more awareness surrounding fats and acceptance of the benefits

of some types of unsaturated fat. Fat content will not be the first thing consumers look at when examining product labelling.

11Appearance is everything. “Flavour has long been the core of innovation, but more visual and share-focused

societies call for innovation that is boldly coloured and artfully constructed. Finding inspiration in global foodservice offerings, brands can experiment with vibrant colours and novel shapes to make packaged products worthy of consumer praise and social media posts,” said Ziegler.

Dymocks Survey Shows That We Are a Nation of Booklovers

The OmniPoll survey conducted among 1245 Australians aged over 18 years finds that three quarters of Australians say they love reading a good

book. Women lead the trend, with 83% making regular “me-time” to read compared to 66% of men.

In heartening news for those searching for last-minute gift ideas, 62% of Australians hope to receive a book this Christmas. Attitudes are much the same across age groups, but more women (70%) than men (54%) feel this way.

Sophie Higgins, Head of Merchandise and Marketing, Dymocks, sees the results of the survey as powerful affirmation of the enormous appeal of books. “Publishing trends come and go, but it is heartening to see that good books never go out of fashion,” Ms. Higgins said.

At the time of the survey, nearly 2 weeks out from Christmas Day, over half the adult population, around 9.6 million people, say they are likely to give someone a book this Christmas. This included almost 60% of women.

The popularity of books as gifts is part of a national trend. The Retail Council’s recent report1 into holiday spending ranks books among the top three gift purchases this Christmas, ahead of toys, music, electronics and other entertainment equipment.

When it comes to Christmas spending, younger Australians are more likely to buy books as presents than the older generation. Fifty-eight% of the aged 18-34 surveyed will buy books as Christmas gifts compared to 47% of the over 50s.

Higgins said the survey results show that, regardless of whom you are buying for, there is a great book to suit everyone. “This is a bonanza year for booklovers with an incredibly diverse range of new releases. Usually there are four or five standouts that everyone will buy as that special gift. This year, though, there are books to suit every taste. We cannot wait for Boxing Day when we can start reading them all.”1Retail Council’s annual survey of Christmas shoppers.

The findings correspond with strong book sales in the lead up to Christmas. Dymocks reported a sales uplift of over 15% in the first week of December compared to the same time last year.

“Books make the perfect gift, and unlike other items, their appeal lasts well beyond Christmas. With books, you do not need to spend a lot of money to find the perfect present. We know our customers love to give books as much as they like receiving them. If you are stuck for gift ideas, a personal recommendation from our well-read staff will help you find your next great read,” Higgins said.

Dymocks expects strong trading right through to Christmas. “December is our biggest month of the year. Over 25% of our annual sales occur during the Christmas period. Sales will be strengthened by the release of major new Star Wars books in mid-December to coincide with the world wide movie premiere,” Higgins commented. www.dymocks.com.au

“Welcome to the Philippines, a place that is now one of the world’s thriving hotbeds of outsourced call centres or better known as BPOs

— Business Process Outsourcing”, Trent Leyshan joyfully booms.

Founder of BOOM! Sales, Mr. Leyshan recently visited Manila to develop AGL Energy’s offshore sales capability. Not only was it exciting to be in a new country, but it was also an eye-opening experience that formed the basis of his mini-documentary “The Face Behind the Phone”.

Philippines is the second largest global BPO behind India. As Leyshan explains, “If you think local jobs are being lost to offshore, you are right. Give me the best person for the job, someone who cares and someone who is passionate.”

His 7-minute documentary provides a detailed snapshot of five Manila-based employees and their insights into working in the sales industry. It ranges from 23-year-old Deborah, who quit school at 17 and works “tremendously hard” to pay for medicines for her brother, to a new dad Karl, who lives outside of Metro Manila and invites Leyshan to celebrate his daughter’s first birthday.

The documentary gives a palpable sense of family

values, gratitude, enthusiasm and a deep-seated desire to create engagement with Australian customers.

Leyshan admits nothing could have prepared him for the first day of his sales training. “They were so excited by someone coming over to train them, which made a real impact on me.” He says, as a corporate training professional, “It is in complete contrast to how some people and some companies value training back here in Australia.”

The answer lies with leadership. “Most training fails, as it is not lived and breathed by the leaders of organisations — and I mean live and breath.” This is the fundamental difference between an employee lamenting, “Here is another training session that will go nowhere” and employees “wanting to learn more and more” and have passion for what they do.

Leyshan’s aim is for people to see “the faces behind the phone” and understand that “they are not soulless, faceless manipulators trying to sell products. They are trying to make their way in the world and see this role as a real opportunity.”

January 2016, John Kay, a Logan, Queensland- based franchisee, is starting his second business. It will be the first time for the mobile coffee van franchise (and John) and is only the start of things to come.

There is more than one way to increase sales in a business, and the choice will affect marketing, staffing and business operations. Because of this, it is important to know which approach a

franchisor recommends, how they will support it through marketing and what it means for how you run the business. To have that conversation, you will need to be aware of some basics of sales growth strategy. Let us take a look.

Increasing sales might sound simple enough, but there is a lot to it. It is more than finding new customers. That is because sales revenue involves the price you charge and the number of transactions you make. Therefore, to increase sales, there are three main approaches a business can take.

1 Increase price, decrease number of transactions. This is a “premium pricing” strategy. It means

offering more to your customers, which allows you to charge more. It is more than simply putting your prices up; your customer must perceive additional value.

2Decrease price, increase number of transactions. This is a “discount” strategy. It means reducing

your prices with the aim of increasing the number of transactions. You need to make sure the increase in volume counteracts the impact of the price reduction.

3Increase price, increase number of transactions. This means putting your prices up and also selling

more. It needs to be carefully planned and thought through, as there is a lot involved.

Each of these has different consequences for marketing. For instance, with a premium approach, you will want to attract customers who can spend more. This should be reflected in promotions, store fit-out and point of sale.

The decisions do not stop with marketing. With a premium pricing approach, your customers will expect a high level of service. What does it mean for the staff you recruit, how you train them and how you measure their performance?

A successful discounting strategy means more customers. To cope with increased volume, staff may need to become much more productive, so the question becomes how will you make this happen.

Once you have understood the approach to growing your business, write down the key things you will do to achieve your sales growth targets. These then become part of your business plan.

Having said that, of course, there are exceptions, and I know it is not feasible to create a franchise system for all businesses.

• Somebusinessesaresospecialisedthattherewouldbe no market for additional outlets.

• Inothercases,theproductissocomplexitwouldbevery difficult to reproduce an identical business, even with careful systems.

• Yet,othercasesaredependentontheparticularskillset of one person and this combination of skills is difficult to replicate.

However, businesses like these are very few and far between.

More often, there are two other issues.

The business owner’s business skillsFirst, it might be that you, the business owner, do not

have the skills (personal, business or management) to grow the business through franchising. Tom Potter (of Eagle Boys Pizza) put the changes in business focus and structure, which occur when converting to a franchise really well when he said, “I have moved from the pizza business to the people business.”

If you are looking to franchise your business, it is likely that you are a driven business owner with entrepreneurial characteristics. Most of my clients reflect this profile, and their people skills are sadly lacking. Always dealing with the detail needed to systemise and delegate tasks is not easy to take on board.

But create a team around you of people who have the skills you lack and then let go. Then you will find you have a beautifully leveraged franchise system.

The business is too complexA frequent issue where the entrepreneurial personality

will try to take everything on board. Niching a business down so that it is simple as it can be is seen to be boring. Entrepreneurial businesses tend to grow and grow.

The problem is that most franchisees will not have the skills to cover everything. Neither will they have the desire to work all times of the day and night to try to get the job done.

Secondly, by trying to sell to the whole market and be everything to everyone, you will lose focus.

Therefore, the first task a new franchisor and I go through is to simplify their product to meet the market and the skill set of potential franchisees.

5 Myths of Store Design ThatEveryRetailerNeeds

to KnowOver more than two decades of designing retail stores, I have come across a multitude of ideas about how design theory should be into practice. Whilst some are time-tested truths, others are mere urban

myths. By Mark Muller

Like all good myths, these ideas have a semblance of truth and rely on delivery by a trusted source to create what appears to be a convincing argument.

Here are five store design myths on which I would like to set the record straight.

Myth No.1 Bigger shop = more display

As both consumer trends and competitive market forces change, store owners invariably need to increase or decrease the floor area accordingly.

The change in total floor space is often miscalculated due to the misunderstanding that all square metres are equal. The truth is that every additional square metre of floor area does not necessarily equate to an additional square metre of display space. Design factors impact this, such as the number of aisles for customer walk space and the ratio of wall shelving to freestanding shelving.

For example, increasing an existing store size by adding an extra 1 m of width to a store that is 20 m long will technically add 20 sqm of floor space. However, 1 m is not enough to fit an extra run of shelving because the width of the shelving plus an extra aisle will require at least 1.8 m. Therefore, unless the existing aisle widths can be condensed, there is no benefit to the extra 1 m width.

The take-home lesson here is that, whilst total area is important, the shape of a store affects the total length of wall space, and rectangular stores have more wall space than squares.

Myth No.2 The quicker we can serve customers, the

happier they will beIn these fast-paced times with increased demands on

work, family and social commitments, people are more time-poor than ever. It is easy to translate this to the assumption that customers put the saving of time ahead of any other factor in their choice of store. This can lead storeowners to configure the design of their stores to allow quick entry, fast product selection, efficient transaction and swift exit from the store. Whilst some of these actions can improve the customer experience, not all improve the business performance. After all, a customer that is not in the store cannot buy anything.

A better rationale for the business is to create a store environment that increases customer circulation around the store and encourages them to stay in the store with better product displays.

By all means, speed up the entry and transaction time, but encourage browsing during the product selection and exit phases of the purchase path to increase sales.

Myth No.3 Signs will change customer behaviour

Retail stores can have many types of signs — department, promotional, directional, operational and many more. By the time a customer moves from the entry through the shop and to the sales counter, they have been so bombarded by messages that they tend to switch off in the relief that they are finally going to talk to a real person.

However, POS counters themselves can also be littered

with small signs from well-intentioned staff who have become frustrated with repeating the same statements. These statements often appear on counter fronts but are often ignored by customers;n “Queue Here”,n “Cash Only”,n “No Credit” andn “ID Required”

The truth is that it is normal human behaviour to only seek out messages that apply to an individual’s current needs, not the needs of the staff.

A better solution is to train staff to introduce the messages verbally either in a prior conversation on the sales floor or during the purchase at the counter.

Unfortunately, installing a variety of small signs is often an indication of staff frustration or even laziness, not to mention a good way to make customers feel silly when they ask a question and have a written answer pointed out directly in front.

Myth No.4 Natural light makes a better store

environmentI have often heard the virtues of natural light in an

architectural space extolled by designers and clients alike. Whilst it is true that natural filtered light can create a pleasant atmosphere in certain spaces, it is more of an enemy than a friend to retail environments.

Natural light is, in fact, the cause three different problems in retail stores.

Firstly, the UV light from the sun is so intense that

even in a filtered situation it can be enough to fade stock. The shelf life of products and packaging exposed to natural light is much less than those under artificial light.

Secondly, the brightness of either direct or reflected sunlight is so powerful that it can completely annihilate any ambient or accent lighting effect attempted inside the store and can even make the rest of the store look dark.

Thirdly, creating a successful retail experience requires that customers forget about what is outside the store and be immersed in the products and offerings inside the store. Windows and natural light tend to be distractions to this objective.

It is better to have a small amount of filtered light at the storefront, but block enough of it to reduce impact and allow internal lighting to create the atmosphere.

Myth No.5 Mirrors make space

lookbiggerandlighterI am sure we have all experienced the

effect that a room with a full mirror wall creates, and we have been deceived into thinking the room was double the size. We are also well aware of how good a mirror is at reflecting light.

This, unfortunately, has translated into the combined misunderstanding by some people that adding mirror to the walls of a shop will both make it look bigger and also feel lighter.

The first truth is that mirrors used in this fashion actually detract from the design effect intended in most stores. Using mirrors to create a false impression of size only serves to confuse and disorient customers as to the layout of the store. Nothing frustrates customers more than thinking they are approaching a destination only to realise upon arrival that they have been deceived by a mirage.

The second truth is that mirrors do not make a room feel lighter, but in fact can make it appear glary or even darker. The reason lies in two facts:

1That mirrors cannot magically “produce” light but only reflect existing light, so there is actually no extra light

in the space, and

2That mirrors can only reflect what is opposite, so if the opposite side of the space is dark, then this darkness

will be duplicated.Mirrors have their place in retail — sometimes for

decoration, mostly for customers to try on products, but not for creating space or light.

Next time you are tempted to use one of these or some other “so-called” design principles, consider the impact in the light of practical reasoning before implementation. It is always best to inspect working examples in other stores and even perform a small test yourself. After all, the harsh reality of personal experience will always dissolve the pseudo-reasoning of the most powerful myth.
